The project implementation scope of SAP will include locations in the US, UK, Sri Lanka, Ethiopia, and, Kenya.

Over its 130-plus-year history, Carhartt became a global brand known for rugged, long-lasting workwear apparel and boots.

Having experienced continued growth due to increasing popularity, it became imperative for US-based Carhartt to transform its technology and the processes that the technology enabled.

With popularity comes growth. The growth prompted a need for the US-based to transform their technology and the processes built upon it.

After researching options, Carhartt took a major step in its transformation by replacing its heavily customized ERP with a stable, scalable SAP S/4HANA platform.

Carhartt prioritized remaining open and providing customers with a positive, frictionless shopping experience during the transition.

However, the technology upgrade during the pandemic left the company to shift gears rapidly and transition to a remote work model.

The “Experience Economy” has been front and center at SAPPHIRE NOW and ASUG Annual Conference 2019 in Orlando. At the event, SAP has detailed its customer experience vision, including the recently acquired Qualtrics application.

The core SAP customer experience suite is SAP C/4HANA, which is built from five key components—Marketing Cloud, Commerce Cloud, Customer Data cloud, Sales Cloud, and Service Cloud—that provide the classic capabilities and data that marketing and sales teams use to create a view of their customers. C/4HANA is the source for operational data (Odata). SAP says Qualtrics now brings an extra layer of experience data (X-data).

Adding Qualtrics for the Experience Factor

Qualtrics is billed as an experience management suite that gathers data via simple, user-friendly surveys which appear at various touch points throughout an experience—some can be as simple as a “thumbs up or down.” This can be done for customers, as well as employees and any person with which your company engages.

Those surveys are what provide the X-data. For example, a quick question may pop up to ask the customer about their buying experience online or through an app. There can also be kiosks or other touch devices where customers can provide feedback in store. This is meant to provide immediate information on top of the what your organization already knows about a customer.

Combining the X-data with the OData in CRM and ERP systems allows an organization to build a view of the customer that is not only based on habits, but also on experiences.

One example that SAP provided at SAPPHIRE NOW was of a luxury hotel chain that was having trouble meeting the experience expectations of customers. The typical thing to do in that situation is to add a spa and a new steakhouse to each property, the most surefire way to keep guests happy.

However, it is expensive to add a new restaurant and new spa to every hotel. Instead, using Qualtrics, the hotel chain sought out feedback from its guests. Turns out, the most common source of complaint was the check-in process. To fix that, the hotel chain eliminated the typical front desk registration and instead greeted customers as they arrived and checked them in on the way to the room. Customer satisfaction improved soon after, and the company didn’t need to incur the cost of building new spaces.

A Total Customer View for Consumer Industries

Customer experience is core to success in Consumer Industries, but experiential data is usually non-existent or accessible after the fact. SAP says Qualtrics can provide real-time feedback on products and services.

In the hotel example, X-data provided an alternative solution that otherwise may have been ignored. That’s the goal with any sort of data analysis—to provide insight into processes that we may have taken for granted. Every hotel registers guests with a front desk, so you’d forgive a hotel chain if the assumption was that process could not be changed.

Your operational data tells you a lot about your customers. We know how something like the Customer Activity Repository (CAR) helps retailers with useful data, but those real-time experiences might provide even greater insight. Companies in the Consumer Industries have many touch points with customers where information on experiences can be gathered, so the opportunity is there to find something out about your customers that you may be missing.

Online shopping was supposed to spell the end of the brick-and-mortar store. The reality is that modern consumers touch retailers on multiple fronts, both in-person and online. Companies that are adapting to that new paradigm by transforming processes utilizing the latest technology are going to thrive.  

At the National Retail Foundation (NRF) 2019 conference in New York, the overarching theme was that the “Retail Apocalypse”—or the end of in-person shopping— was greatly overstated, and the best companies are making sure they reach customers on multiple channels. 

Online or In-Person: Everyone Needs to Transform 

One panel at NRF 2019 suggested that customers are spending $100 more on their first purchase if they are in a physical store instead of online. That suggests that simply targeting the online consumer will leave a major gap for retailers. That’s why some companies that are traditionally digital native are now finding the need to offer their products in physical locations.  

On the other side of the spectrum, one major grocer discussed how its transformation approach has been two-fold: redefining the grocery experience and seeking alternative profit streams. The grocer is now offering online shopping and delivery

It doesn’t matter if your company started online or is traditionally brick-and-mortar, there is a need to expand into multiple customer touchpoints to be successful. Customers may differ in how they shop with you, but they all want you to tailor to their needs.  

 For retailers, that creates the requirement for a technology that can capture and merge data from in-store purchases to data from online shopping behavior and create a 360-degree view of the customer. That’s where products like SAP Customer Activity Repository (SAP CAR) combined with the SAP C/4HANA suite of solutions can help. The right technology can help companies provide the same experience for customers no matter the touchpoint—be it in-person or on a device.  

 It’s important to remember that making that transformation to a company that serves customers on all channels seamless requires more than technology. As retailers at NRF 2019 detailed, there needs to be a company-wide mindset that is open to transformation, a holistic approach to metrics, and an open innovation culture.  

The 2019 Retail Imperative  

The prophesied Retail Apocalypse never came to fruition. With digital retailers branching into the physical realm, and physical retailers innovating in the digital world, the line between the two sides is blurring. It doesn’t matter where a company may have started, they need to end up in the same place in 2019 and beyond if they want to compete for consumer dollars. 

Retailers that are successful in this multi-faceted—what we call omnichannel—endeavor will need to the right transformation mindset combined with technology that enables that transformation to happen. It’s ultimately about reaching your customer where they want to be and assuring you are offering the same world-class retail experience no matter where they are shopping.

Last week over 3,300 retailers’ from across the globe gathered in NYC at the Javits Center for the NRF BIG Show 2017. This year’s NRF Big Show conference focused on the customer experience and the ongoing “Millennial” conundrum. With a great mix of big and small companies, 510+ exhibitors showcased many great technology innovations that presented the future of retail. Many of these great innovations focused on augmented/virtual reality, cognitive computing, and wearables.

Here is our list of top 3 highlights from the show:

Intel Bringing Retail to the Future

Intel has partnered with several companies to produce several different innovative technologies at this year’s conference. They have showcased a 3-D knitting technology where customers were  able to pick the color and size they wanted. The idea behind this technology is that it will eliminate wasted inventory, markdowns and discounts by allowing retailers to deliver exactly what the customer demand needs. True Fit & Intel debuted a 3-D foot scanner utilizing Intel’s RealSense to find a customer’s perfect shoe size.  Intel has also partnered with SAP to solve inventory management issues using RFID tags. The RFID tags are attached to each item within the store and communicate with SAP Dynamic Edge Processing providing information at the retailer’s finger tips. Retailer’s will get real-time requests to restock shelves, help employees locate items throughout the store, optimize check-out wait times and much much more.

Endless Aisle Concept

Many companies showcased different variations of the “endless aisle” experience. Several different technological options to help retailers improve inventory options to enhance store revenue growth were presented to support this concept.

  • Kiosks provide an interactive user interface to provide customers with a deeper in-store product selection to improve sales of out-of-stock inventory and special-order items.
  • Tablets in the store associates hands help customers find the product they are looking for.

Infosys showcased the “endless aisle” shopping experience using Microsoft’s HoloLens. This type of shopping experience will allow retailers to optimize inventory levels and allow customers to experience the product without it physically being there.

Brother –Personal Favorite

One of my favorite highlights was Mr. Brother at the Brother booth. We are still trying to figure out if there was a person inside or if Mr. Brother was product of artificial intelligence (AI). I was quite impressed that he was seamlessly able to read my name just by looking at my name badge. Mr. Brother was quite the crowd pleaser , but what put his performance above all the other experiences we have had at this year’s Big Show, was his successfully ability to crack jokes about the very tall (6’10”) member of our retail team, Wes Lowe.
